Versus BMC Remedy: BMC Remedy was a client/server help desk that each customer installed, customized and upgraded. ServiceNow ran one platform itself, used IT service management to win Remedy's enterprise customers, and then put their other departments on the same data model.

High setup and upkeep costs

In 2004 employees reported technology problems by email, by phone or through a help desk, and IT teams had to assign that work, document service levels and keep a record of their systems and requests SN2 SN1. The tools for that record were client/server software designed in the 1980s and early 1990s, such as the Action Request System that Remedy launched in 1990 and BMC had owned since 2002 SNX-12 SNX-4. Each company installed its own copy, customized it and ran its own upgrades, so large IT departments waited through slow deployment and upgrade cycles for the system that tracked their work SN1.

Platform first, with IT service management as its proof

ServiceNow's founding choice was to build a platform before a product. Fred Luddy had been CTO of Peregrine Systems from 1990 to 2003, the years in which Peregrine bought Remedy and then lost it to BMC in its 2002 bankruptcy SNX-1 SNX-12. Luddy believed applications delivered over the internet would be far simpler to use, treated the browser as the universal client, and spent 18 months writing the first software alone, with no employees SNX-1 SN2.

Buyers asked what the platform could actually do, so the answer was IT service management (ITSM): the incident, problem, change and configuration processes that internal IT departments already ran under the ITIL framework SNX-1 SN2. A shared service record gave IT an alternative to email, phone calls and disconnected tools, and ITSM became ServiceNow's first go-to-market application SN2 SN1. Early engineer Pat Casey says the team wrote those applications to show off the platform, and that a customer with access to the platform could have written every one of them SN2. Customers did build on it; CERN built an entire site-management suite SN2. ITSM was the entry job, and the platform under it was what ServiceNow would sell to other departments later.

Rivals BMC Remedy descended from the Action Request System that Remedy Corporation launched in 1990; BMC took the business after Peregrine's 2002 bankruptcy SNX-12. Luddy described BMC, HP, CA and IBM products as built in the 1980s or early 1990s SNX-4.

Run as a service on one code base, with no upgrade projects

The second choice was to run the software for the customer. ServiceNow started selling over the internet in early 2005 at about $25 per seat per month, a subscription with nothing to install; by 2010 the price was about $90 per seat SNX-1 SNX-2. Luddy first recruited San Diego businesses as unpaid design partners who used the product and reported back SNX-2.

Running one service changed what an upgrade meant. By 2013 every ServiceNow application shared one user interface, one code base and one data model, each customer ran in its own instance, and ServiceNow designed its upgrades to cause minimal disruption SNX-5. A Remedy customer owned its installation and ran each upgrade as its own project; a ServiceNow customer received new releases as part of the subscription. The single data model also meant that records created by one application were available to the next one, which step 4 depends on.

Rivals In 2010 Luddy said BMC, HP, CA and IBM had hosted their client/server products in data centers and called the result software as a service SNX-4. BMC relaunched Remedy as a multi-cloud service, BMC Helix, only in June 2018 SNX-10 SNX-11.

Enterprise IT references, then Remedy's customers

The sales choice ran alongside the delivery model from the first contract. ServiceNow first sold by phone to mid-sized companies, and Luddy says the year spent on the mid-market was wasted SNX-2. The customers that mattered came through people. The first contract, with WageWorks, was worth $2,600 a year; the buyer there moved to Edmunds.com and had it buy at $35,000 a year SNX-2. Luddy says Edmunds, Qualcomm and TIAA-CREF then became the base for follow-on customers such as Hyatt SNX-3. Large companies were the references other enterprise IT departments trusted, and many of those departments ran Remedy.

By 2010 ServiceNow had about 350 enterprise customers and about $45 million in recurring annual revenue SNX-3. By 2013 it sold through a direct field sales force and channel partners, and its own professional services group and partners carried out implementations and expansions SNX-5 SN1. That year Frank Slootman, then CEO, said about a quarter of new customers were replacing BMC products SNX-7. Gartner's 2015 review put ServiceNow at 29% of IT service support management revenue and BMC at 26%, crediting ServiceNow's sales, marketing and partner network SNX-6. Each replaced Remedy system brought an enterprise IT department, with its records, onto the platform.

Rivals Gartner found that BMC's share of the market had fallen every year from 2010 to 2014 and that customers saw BMC sales teams as slow to respond, so BMC regularly dropped off shortlists SNX-6. BMC was taken private for $6.9 billion in 2013 SNX-7.

One system of record spreads beyond IT

Once IT kept its service records on ServiceNow, other departments could use the same system with no new installation. In 2012 Slootman described a general platform for line-of-business workflows, with modules for facilities and HR, on which every ITSM application had been written to work as one integrated whole SNX-8. By 2015 ServiceNow sold HR service management, customer service management and security operations, and it expected growth to come from existing customers buying more subscriptions as they deployed purchased and custom-built applications SNX-16.

The expansion followed the IT deployment inside each account. When NC State replaced its aging Remedy system in spring 2015, a college business office adopted ServiceNow for accounting services and a software team used its development-lifecycle module SNX-13. By 2017 ServiceNow had about 4,400 enterprise customers, including more than 40% of the Global 2000, with customer service, HR and security workflows on one code base and one data model SNX-17. Today it sells applications for IT, employee, customer and industry workflows, plus AI products built on the same workflow data SN1. In late 2025 many of its largest deals included seven or more products, and security and risk products were in 19 of the top 20 SNX-15.

Rivals Remedy scored highest for advanced IT service management in Gartner's 2015 review, but Gartner found too many overlapping mid-market service products in BMC's portfolio SNX-6, and Slootman said legacy vendors bought assets rather than building them SNX-9. Outside IT, Salesforce and Microsoft offer their own platforms, low-code tools and service applications SN1.

Switching costs

The shared data model became the barrier. An IT department's configuration records, the applications it built on them and the HR, security and customer workflows that use the same data all sit in one system of record SNX-5 SNX-17. Each added workflow reuses records and code the customer already has, so it is cheaper to add than a separate product, and it adds to what the customer would have to move to leave.

Renewals show the effect. Gartner reported in 2015 that customers found it hard to negotiate favorable terms, and that some who first received deep discounts saw them withdrawn at renewal SNX-6. In the fourth quarter of 2025 the renewal rate was 98%, and the number of workflows and of transactions each grew more than 33% SNX-15. Remedy's own customers show how large a move is: Stanford had 363 active Remedy groups in May 2018 and finished moving them to ServiceNow in November 2019 SNX-14. The platform-first design from step 1 is what made the barrier broad, because every product ServiceNow sells and every application a customer builds shares the same data.

Rivals Remedy's base did not hold once a service platform with one data model existed; NC State and Stanford both left it for ServiceNow SNX-13 SNX-14. Atlassian and other IT-service specialists compete with lighter products and different buying models SN1.
